Is Customer Service Dead? Maybe its because I live in South Florida and the heat is getting to peoples heads but I honestly believe good customer service is a thing of the past. 

                                                                  

For those of you who know me or have read my blogs, you know that I run a mortgage company here in West Palm Beach and I strive on Customer Service.  That is why it blows my mind when I try and do the right thing and it is thrown back in my face.  I usually don't do Home Equity Lines of Credit for the true "A" client because in all honesty it really does not pay very well unless I price it up and which case I am not super competitive and I would loose face with the client.  What I usually do is refer it out to a direct lender who does not do "Sub-Prime or Alt-A" paper.  In this case that person would then send me all of their denials.  This has always worked well for me...... Until now!                            

                                                                   

I have a very good client who needed a HELOC and it was a super clean deal.  The person who I have been sending my referrals to got busy and gave it to one of her under-links.  (here is where the problem starts)  They don't return phone calls and when they do (after the client calls me and I get involved) they are very short with them and keep going back on their word.  Today was the last straw!! They call the client this morning "great News" they tell them we are closing tomorrow (2 weeks later then they promised)  Fifteen minutes later they call them back and say we have not been able to get a hold of your insurance company and also you don't make enough money for this loan so we have to deny this file.  (After 1 month).  My client says goes through all the finacial AGAIN and wow you know they qualify for this loan and also he place her on hold made one phone call and would you believe it was able to get a hold of his insurance company.  This all leads me to believe does anyone know what customer service means?

Now this is the kicker  do you really think this client will call me again and ask me for my advice?  In his eyes I look like like the devil himself.  He asked who did you put me in-touch with and what have I ever done to you to deserve this?

                                                                

This should have been a easy deal.  However,  this is not what I am really upset with does'nt anyone know  how to return phone calls or be civil on the phone with people?  What happen to having phone etiquette?

Please don't take this as an opportunity to send me emails trying to get my HELOCS.. I know plenty of people who I can send them to.  (but thank you in advance)

I would like to hear from you to find out if I am the only one who is running into this problem?  Is this just me??

Stephanie, It just drives me crazy when you do the right thing by the client and it just backfires right in your face.  Nothing is worse than bad customer service.  Thank you for your comment

A lender and friend who I have used is no longer going to get any of our business because of their lack of understanding of quality customer service. Not only the time it takes to get a phone call returned, but the attitude of his associates when there is a problem. One of his assistants telling the client (who had given them previous business) "That's just the way it is" doesn't cut it. It may be true, but an explanation of why would have sufficed and kept my client cool. If the LO had stepped in immediately, he could have probably smoothed it over. Instead he loses that loan and any future business from both of us.

Customer service either makes or breaks a business. Just look at Nordstrom's.

Bob, this is the same stuff I was referring to in my blog on professionalism. If more people in business stepped up to the plate and conducted business the way it should be done it might raise the standards. Instead...customer service? What's that?

Matt, keep up the service! Your clients appreciate it the same way we do!

There is no such thing as good customer service in this country anymore.  Big business doesn't care how we are treated, as long as they get the check.  Those of us in the smaller enterprises strive for good customer service because we know our clients will go elsewhere if we don't respond.

Chris, I wish I knew... Thats why I really enjoy doing business with First Magnus.  They are one of my top lenders because everyone in the company is commissioned based.  From the underwriters on up.  The more the close the more they get paid.  You know what everytime I call an underwriter they are more than happy to help or return phone calls.  You know I have several lenders to choose from but when it is a close deal or even if they don't price out the best for me.(commission wise) I still go with them.

Matthew......   ouch....  myself? If I get supper busy, I work on my referrals first. Now, don't get me wrong, I work on everyone. What I meant is that if I did get busy, I would hand out my clients from bottom up, those first that were from online advertising or ads.... or from my web page. Anything handed to me directly from a realtor, another lending source, or friends/family.... they get my full attention. 

Yes, customer service is huge. But so many from the lending side don't sell this, they just sell rate and costs, even if it isn't true. Just as you read my rate vs payment post.

I understand and I never hand off a referral.  But when it comes to HELOC and a "A" paper I am really not super competitive unless I don't get paid.  Now I will help people out but....

Matthew.... no,I understand what you are saying. No matter who it is, why help them yourself when you aren't going to be competitive. But I am curious, why can't you be competitive?  There are many lenders that you can be pretty close with these banks. At least I am.

But getting back to your situation. What did this person say besides that I am busy?  Maybe they put it on the back burner also, because they didn't make much on it...???? I have seen this happen also.

Jeff,  The person got a promotion at the bank and does not do loans anymore.  But she assured me she would handle the file personally.   Yes you can laugh at me now because I assume she would do that.  And we all know what assume means.  :-)

as far as being competitive I have built myself around jumbo, super jumbo "Alt A" products and some sub prime.

Bas cust service....nothing worse.......be it from your inside staff, the lender you sent loan to(ae or inside staff) Title co.....the list goes on

 

client doesnt want to hear this stuff....they just want to close the deal

 

Im the type of person that if i give you a shot....dont burn me......you do....you are done

 

Im not hard to work with....im not the guy calling you 5 times a day........but when i call you for info dont take 6 hours to return muy calls

 

Id rather get good cust service and lose a little YSP then get better YSP but have a headache

 

In general i stick with people i trust........i always give new people a shot but if you screw up you are done with me.....dont come back

I'm a follow up freak when I hand a client to someone else.  As a matter of fact,  the way I am handling a current referral is to meet with the client and the other business person so we close the deal  with my involvement - that way I know it went well and I can still follow up with the client on a long term basis.

Renee I would hate that if someone sent me a referral that way.  I know you really have the clients best issue but at some point you have to trust the person you are sending them to.  You have stop and think if you where on the other end of that how would you like it to be a 3rd party negations?  Thank you for your comment
